Context: Your organization is evaluating the quality of its call center operations. One of the most important metrics in a call center is Time in Queue (TiQ), which is the time a customer has to wait before he/she is serviced by a Customer Service Representative (CSR). If a customer has to wait for too long, he/she is more likely to get discouraged and hang up. Furthermore, customers who have to wait too long in the queue typically report a negative overall experience with the call. You’ve conducted an exhaustive literature review and found that the average TiQ in your industry is 2.5 minutes (150 seconds).

Another important metric is Service Time (ST), also known as Handle Time, which is the time a CSR spends servicing the customer. CSR’s with more experience and deeper knowledge tend to resolve customer calls faster. Companies can improve average ST by providing more training to their CSR’s or even by channeling calls according to area of expertise. Last month your company had an average ST of approximately 3.5 minutes (210 seconds). In an effort to improve this metric, the company has implemented a new protocol that channels calls to CSR’s based on area of expertise. The new protocol (PE) is being tested side-by-side with the traditional (PT) protocol.

Instructions:

Access the Call Center Waiting Time file. Each row in the database corresponds to a different call. The column variables are as follows:

One: Every organization needs leadership, and the nature of the leadership can be adapted to suit the characteristics of the organization. Healthcare has been described as oneof the most complicated businesses to run, with complex scheduling, unpredictable customers, constrained capacity, third-party payers, and market confusion (Knowles, 2019). It is a people-centric business requiring a mix of specialists, including independent-minded physicians, that need to be brought together in a way that feels seamless to the patient (Laureate Education (Producer), 2015e). As such, healthcare presents a unique challenge to leadership.
There are many theories of leadership and Khan et al (2016) describe seven that are most often mentioned in the literature. Choosing which theory is best suited to the needs of healthcare is perhaps best approached by first looking at what is already being practiced. Azar and Asiabar (2014) report on a study of hospitals in Iran in which three styles of leadership were examined. The highest scoring style of leadership in terms of effectiveness and readiness was found to be that known as transformational. Transformational leadership is based upon alignment to a greater good: a superior social dividend (Khan et al, 2016). It focuses on developing each follower, as well as the leader, to achieve their full potential and be motivated and inspired to deliver the organizational goal of high-quality services. Transformational leadership is particularly well suited to healthcare where the mix of specialists includes people with widely different needs and aspirations.
Azar and Asiabar (2014) report that some hospitals with less effective leadership had a leadership style known as transactional: a system grounded upon a series of agreements between followers and leaders (Khan et al, 2016). The agreements are negotiated and prescribe rewards for achieving goals and levels of performance. Such leadership in practice is essentially routine management of basic economic needs. It does little to motivate or inspire people to satisfy their self-fulfillment needs and achieve what Maslow calls self-actualization (Kikuchi, 2020). That is why transactional leadership was found to be less effective.
Healthcare organizations need leadership that is essentially transformational but flexible in operation and able to adjust to the complexities of rapidly changing circumstances. Contingency and situational leadership theories stress that no one leadership style is ideal for every situation that may arise. However, flexibility is an essential feature of transformational leadership which is guided in decision making by ethical principles and attends to the varying special needs of each individual follower to ensure high-quality, patient-centered care. It is transformational leadership that offers to all the promise of self-actualization.

I try to work as many hours as my work lets me. This leads to me working sometimes more than ten hours a day or more. This takes up a large portion of my day and I’m not able to do as much school work as I would like. Sometimes during my lunch or break times, I’ll do a little bit of work. When I get home my cellphone is a big distraction and causes me to miss deadlines and waste the time I have.
A strategy I use is to let my phone die so that I can leave it on the charger and can’t be distracted by it for a couple of hours. Another strategy I do is to space out my schoolwork in 30-minute increments. I think spacing out my schoolwork will help me achieve my educational goals as it allows me to rest and retain the needed information I am studying.
I can plan out specific times after work and during the weekends so that I am maximizing my time needed for school.
I think being able to meet deadlines at an inappropriate time will help me achieve my goals and it will also benefit me in my career and personal life. In my life, I feel my biggest weakness has been my self-discipline in the sense of procrastination. My schooling has helped with procrastination but I still need work and if I’m using the strategies it will give me the best chance to succeed.

The challenges that are affecting my ability to complete my daily task are maintaining my physical health, mental exhaustion, and time management. Everyone has bad habits in the world or maybe just one. Every time I get the downtime I am on social media or taking a nap. The strategies that I have tried to help manage my daily responsibilities are being an agenda planner and setting short/long-term goals. The most efficient has been setting reminders on my phone and making to-do lists at the beginning of each day.
My agenda planner and setting goals will help me achieve my educational goals. The planner keeps me organized to prioritize what needs to be done first. My mom has taught me to set goals and showed me that I could accomplish them throughout my adulthood. Goals have helped me stay disciplined. Obstacles can occur because life is not perfect. Setting short-term goals to make it to the long-term goal will keep me focused when life happens. Implementing making a schedule and sticking to it for the week will be new. To be successful it is worth a try. Saying no to others and obligations outside of my schedule, turning off electronic devices during study hours, and instead of taking naps logging into my student portal to complete schoolwork will keep my mental and physical health intact.
